AI chatbots in customer service: is it worth it?

· 1 min read

An AI chatbot is not the answer for every company, but in many industries it significantly shortens response times and relieves the support team. The effect is greatest where many similar questions repeat.

To assess profitability, count monthly enquiries, the share of repetitive questions, average handling time and team labour cost. A simple formula: (enquiries handled by the bot x average handling time x hourly rate) minus implementation and running costs. Add the value of faster replies, such as more enquiries captured outside working hours.

Implementation quality matters: the bot should understand context, rely on a vetted knowledge base, hand difficult cases to a human and not collect data it does not need. A badly designed bot can lower customer satisfaction. Remember the duty to disclose that it is AI (AI Act, Art. 50) and GDPR.

The best results come from chatbot plus human. You automate repetitive questions while the team focuses on sales and more complex matters. Track metrics: share of chats resolved without a human, number of handovers, customer ratings and leads generated.
